Refund, Return & Cancellation Policy

At Kokok Shop, we want Buyers to have a fair and reliable shopping experience while recognising that many products sold through our marketplace may include fresh food, frozen products, eggs, livestock and other perishable items.

This Refund, Return & Cancellation Policy explains when an order may be cancelled, refunded, returned or replaced.

This Policy should be read together with the Kokok Shop Terms & Conditions and any additional Seller-specific terms displayed on the Platform.

1. General Policy

Kokok Shop operates as a marketplace connecting Buyers with independent Sellers.

Where a problem occurs with an order, Kokok Shop may facilitate communication and dispute resolution between the Buyer and Seller.

Depending on the circumstances, an approved claim may result in:

  1. A full refund;
  2. A partial refund;
  3. Replacement of the affected product;
  4. Redelivery of missing items;
  5. Store credit or another resolution where agreed by the Buyer; or
  6. Rejection of the claim where the requirements of this Policy are not met.

Nothing in this Policy is intended to limit any statutory rights available to consumers under applicable Malaysian law.

2. Eligible Reasons for Refund or Replacement

A Buyer may submit a refund, replacement or dispute request where:

Product Not Received

The order has been marked as delivered but was not actually received by the Buyer.

Wrong Product Received

The Seller delivered a product that is materially different from the item ordered.

Missing Product

One or more products included in the confirmed order were not delivered.

Damaged Product

The product arrived materially damaged and the damage was not reasonably caused after delivery.

Defective Product

The product is defective, unusable or does not function as reasonably expected.

Product Significantly Different from Listing

The item received materially differs from the description, specifications, quantity, size or other significant information displayed at the time of purchase.

Spoiled or Unsafe Food

A fresh, chilled, frozen or food product is received in a condition that is clearly spoiled, contaminated or otherwise reasonably considered unsafe for consumption.

Seller Unable to Fulfil Order

The Seller confirms that the product is unavailable or the order cannot be fulfilled after payment has been made.

3. Change of Mind

Unless otherwise stated by the Seller, Kokok Shop generally does not guarantee refunds or returns solely because the Buyer:

  1. Changes their mind;
  2. No longer wants the product;
  3. Accidentally orders the wrong item;
  4. Chooses the wrong variation, size or quantity;
  5. Finds the same product cheaper elsewhere; or
  6. No longer requires the product.

However, a Seller may voluntarily approve such a return where the product is eligible for resale and the Seller agrees to the return.

Any statutory rights available under Malaysian law remain unaffected.

4. Perishable Products

Due to their nature, fresh and perishable products are generally not returnable once successfully delivered, except where there is a genuine issue with the product.

Examples include:

  1. Fresh chicken;
  2. Meat;
  3. Seafood;
  4. Vegetables;
  5. Fruits;
  6. Eggs;
  7. Chilled products;
  8. Frozen food;
  9. Ready-to-eat food;
  10. Dairy products; and
  11. Other temperature-sensitive products.

Refund or replacement may still be considered where the product:

  1. Arrived spoiled;
  2. Was damaged before delivery;
  3. Was materially different from the order;
  4. Was unsafe for consumption;
  5. Was delivered in an unreasonable condition; or
  6. Was otherwise defective at the time of delivery.

5. Frozen Products

Buyers should inspect frozen products immediately upon delivery.

A refund or replacement request may be considered where:

  1. The product arrived completely thawed and is no longer reasonably safe for its intended use;
  2. Packaging was materially damaged or leaking;
  3. The wrong product was supplied;
  4. The product was spoiled when received; or
  5. There was another substantial issue attributable to the Seller or delivery process.

Minor softening during normal transportation does not automatically qualify for a refund where the product remains safe and suitable for storage or consumption.

Buyers should place frozen products into suitable freezer storage as soon as reasonably possible after delivery.

6. Eggs

Due to the fragile nature of eggs, Buyers should inspect the order promptly upon delivery.

A refund, partial refund or replacement may be considered for eggs that are:

  1. Broken upon delivery;
  2. Missing from the order;
  3. Incorrect in quantity;
  4. Clearly spoiled when received; or
  5. Materially different from what was ordered.

For partially damaged trays, the refund may be limited to the affected quantity rather than the entire order.

7. Live Animals and Livestock

Special conditions apply to purchases involving live poultry, birds, livestock or other live animals.

The Buyer should inspect the animal at the point of collection or delivery where reasonably possible.

A dispute may be considered where:

  1. The animal supplied is materially different from what was ordered;
  2. The quantity supplied is incorrect;
  3. The animal was deceased before or at the point of delivery;
  4. There is clear evidence of a significant pre-existing issue that was not disclosed; or
  5. The transaction otherwise materially differs from the Seller's listing.

Claims involving live animals must be made as soon as reasonably possible after delivery.

Kokok Shop may require photographs, videos, veterinary evidence, delivery records or other supporting information.

Kokok Shop cannot guarantee a refund for conditions arising after successful delivery where the condition may reasonably have resulted from:

  1. Improper handling;
  2. Improper housing;
  3. Failure to provide appropriate food or water;
  4. Exposure to unsuitable environmental conditions;
  5. Injury occurring after delivery;
  6. Disease exposure occurring after delivery; or
  7. Other circumstances outside the Seller's reasonable control.

All transactions involving live animals remain subject to applicable Malaysian animal health, welfare, transport and regulatory requirements.

8. Products That Generally Cannot Be Returned

Unless defective, damaged, incorrectly supplied or otherwise required by law, the following products generally cannot be returned:

  1. Fresh or perishable food;
  2. Frozen products that have been properly delivered;
  3. Products requiring refrigeration;
  4. Live animals;
  5. Opened food products;
  6. Products with broken hygiene or tamper seals;
  7. Products customised specifically for the Buyer;
  8. Products that have been used or consumed;
  9. Products damaged by the Buyer; and
  10. Products that cannot reasonably be resold due to health, hygiene or safety considerations.

9. Order Cancellation by Buyer

A Buyer may request cancellation before the order reaches a stage where cancellation is no longer reasonably possible.

Cancellation may generally be allowed where:

  1. The Seller has not yet accepted the order;
  2. The Seller has not started preparing the product;
  3. The product has not been packed;
  4. The product has not been handed to a courier; and
  5. Delivery has not commenced.

For fresh food, prepared food, customised products, livestock or products prepared specifically for an order, cancellation may no longer be possible once the Seller has begun preparation.

The cancellation status displayed on the Platform should be treated as the applicable status for that transaction.

10. Seller Cancellation

A Seller may cancel an order for valid reasons including:

  1. Product out of stock;
  2. Product unavailable;
  3. Pricing or listing error;
  4. Unable to fulfil the requested quantity;
  5. Delivery cannot reasonably be completed;
  6. Regulatory or safety concern;
  7. Buyer information is insufficient; or
  8. Suspected fraudulent transaction.

If a paid order is cancelled by the Seller before fulfilment, the Buyer will generally be eligible for a refund of the affected amount.

11. Cancellation by Kokok Shop

Kokok Shop may cancel or suspend an order where reasonably necessary due to:

  1. Suspected fraud;
  2. Payment irregularities;
  3. Platform errors;
  4. Pricing errors;
  5. Seller account suspension;
  6. Product safety concerns;
  7. Prohibited products;
  8. Regulatory requirements;
  9. Security concerns; or
  10. Other circumstances that make completion of the transaction inappropriate.

Where payment has been successfully collected and the Buyer is entitled to reimbursement, the applicable refund will be processed.

12. Reporting an Issue

Buyers should report problems through the appropriate Kokok Shop order, refund or customer support function as soon as reasonably possible.

For perishable, fresh, frozen or live products, Buyers are strongly encouraged to report the problem within 24 hours of delivery.

For other products, Buyers should submit the claim within 7 calendar days of delivery, unless:

  1. A different period is displayed for the product;
  2. The nature of the defect could not reasonably have been discovered within that period; or
  3. Applicable Malaysian law provides the Buyer with additional rights.

The above reporting periods are intended to facilitate prompt investigation and do not exclude rights that cannot lawfully be restricted.

13. Evidence Required

Kokok Shop or the Seller may request reasonable supporting evidence including:

  1. Clear photographs of the product;
  2. Video recordings;
  3. Photographs of packaging;
  4. Shipping label;
  5. Order number;
  6. Delivery information;
  7. Description of the problem;
  8. Quantity affected;
  9. Photograph of expiry or production information;
  10. Courier documentation; or
  11. Other information reasonably necessary to assess the claim.

For food or perishable goods, Buyers should avoid disposing of the affected product until sufficient evidence has been recorded, unless keeping the product would create a health or safety risk.

14. Unboxing Evidence

Where possible, Buyers are encouraged to photograph or record the condition of parcels when they are received, particularly for:

  1. Fragile products;
  2. High-value products;
  3. Eggs;
  4. Frozen products;
  5. Livestock-related shipments; or
  6. Orders where external packaging appears damaged.

Failure to provide an unboxing video does not automatically invalidate a genuine claim.

Kokok Shop will consider the available evidence and circumstances of each case.

15. Partial Refunds

A partial refund may be offered where only part of the order is affected.

Examples include:

  1. 3 eggs broken from a tray of 30;
  2. 1 product missing from a multi-item order;
  3. Part of the quantity supplied is defective;
  4. Minor damage that does not materially affect the remainder of the order; or
  5. Another situation where refunding the entire order would not be reasonably proportionate.

16. Replacement

Where appropriate, the Seller may offer a replacement instead of a refund.

Replacement may be appropriate where:

  1. The wrong product was supplied;
  2. An item arrived damaged;
  3. An item is missing;
  4. The product is defective; or
  5. Another replacement unit is reasonably available.

The Buyer should not be required to accept a materially different replacement without agreement.

17. Return Shipping

Where a physical return is required, responsibility for return shipping costs will depend on the reason for the return.

Where the return results from:

  1. Seller error;
  2. Wrong product;
  3. Defective product;
  4. Material damage; or
  5. Material misrepresentation,

the Seller or Kokok Shop may arrange or bear reasonable return costs, subject to the circumstances.

Where a voluntary return is approved for reasons unrelated to Seller fault, the Buyer may be responsible for return delivery charges.

18. Refund Method

Approved refunds will generally be returned through:

  1. The original payment method;
  2. The applicable payment gateway;
  3. Bank transfer;
  4. Kokok Shop wallet or credit where offered and agreed; or
  5. Another approved refund mechanism.

Kokok Shop may determine the available refund method based on the original transaction and payment service capabilities.

19. Refund Processing Time

Once a refund has been approved and submitted for processing, the time required for the funds to appear may vary depending on:

  1. Payment method;
  2. Bank;
  3. Payment gateway;
  4. Card issuer;
  5. E-wallet provider; and
  6. Banking processing periods.

Kokok Shop is not responsible for processing delays occurring entirely within a third-party financial institution after the refund has been successfully submitted.

20. Cash on Delivery Orders

Where Cash on Delivery is available, approved refunds may require:

  1. Bank account details;
  2. An eligible wallet account; or
  3. Another suitable refund method.

Buyers are responsible for supplying accurate refund information.

21. Delivery Failure

Where delivery cannot be completed because:

  1. The Buyer supplied an incorrect address;
  2. The Buyer cannot be contacted;
  3. The Buyer refuses a valid order without reasonable cause; or
  4. No authorised person is available to receive the order,

additional delivery or return charges may apply.

For perishable products, refunds may not be available where delivery failure occurred due to the Buyer's actions or incorrect information and the product can no longer reasonably be resold.

22. Lost Shipment

Where a shipment handled by an authorised delivery provider is confirmed as lost before successful delivery, the Buyer may be eligible for:

  1. Replacement;
  2. Redelivery; or
  3. Refund.

Kokok Shop and the Seller may first investigate the shipment with the relevant logistics provider.

23. Refused Delivery

A Buyer should not refuse delivery solely because they have changed their mind.

If delivery is refused without a valid reason, the Buyer may remain responsible for:

  1. Delivery charges;
  2. Return delivery charges;
  3. Costs associated with perishable products; or
  4. Other reasonable losses arising directly from the refusal,

subject to applicable law.

24. Fraudulent or Abusive Claims

Kokok Shop reserves the right to investigate suspected refund abuse, including:

  1. False claims;
  2. Manipulated photographs or evidence;
  3. Repeated fraudulent non-delivery claims;
  4. Intentional product damage;
  5. Chargeback abuse;
  6. Misuse of promotional refunds; or
  7. Coordinated fraudulent activity.

Accounts involved in serious or repeated abuse may be restricted, suspended or terminated.

Where appropriate, Kokok Shop may also provide relevant information to payment providers or lawful authorities.

25. Chargebacks

Buyers are encouraged to contact Kokok Shop first where there is a genuine transaction dispute.

Submitting a fraudulent or misleading chargeback may constitute Platform abuse.

Kokok Shop may provide transaction, delivery and dispute records to payment providers when responding to chargeback investigations.

Nothing in this section restricts a Buyer's lawful rights to dispute unauthorised or genuinely disputed transactions through their financial institution.

26. Seller Settlement During a Dispute

Where a transaction is under investigation, Kokok Shop may temporarily delay or withhold settlement of the disputed amount to the Seller.

Settlement may resume once the dispute has been resolved.

Where a refund is approved, the relevant amount may be deducted from amounts payable to the Seller subject to applicable Seller terms.

27. Dispute Review

Where the Buyer and Seller cannot reach an agreement, Kokok Shop may review the dispute based on available information including:

  1. Order details;
  2. Product listing;
  3. Buyer evidence;
  4. Seller evidence;
  5. Delivery records;
  6. Communication history; and
  7. Payment records.

Kokok Shop may propose a reasonable resolution based on the evidence and applicable marketplace policies.

28. Consumer Rights

This Policy does not exclude, restrict or modify any consumer guarantee, right or remedy that cannot legally be excluded under Malaysian law.

Where there is any inconsistency between this Policy and a mandatory requirement of applicable Malaysian law, the applicable legal requirement shall prevail.

29. Changes to This Policy

Kokok Shop may revise this Refund, Return & Cancellation Policy from time to time to reflect:

  1. Marketplace changes;
  2. New product categories;
  3. Operational requirements;
  4. Seller requirements;
  5. Payment arrangements; or
  6. Changes in applicable laws or regulations.

The latest version will be published on the Kokok Shop Platform with the applicable update date.
